5.4 Conclusion
Cette recherche tente d’identifier les construits relatifs à la gestion des commentaires mis en ligne dans le secteur hôtelier. Cette étude vise aussi à

identifier les liens entre le type de réponse et la réaction des consommateurs. À cette fin, une étude a été effectuée auprès de 373 étudiants de l’Université Laval.
Après avoir justifié l’importance de la recherche, une revue de la littérature nous a permis d’identifier les principaux concepts. Ces concepts sont le type d’échec de service, le type de réponse formulée par le gestionnaire d’hôtel ainsi que les variables dépendantes qui sont la perception de la réponse, l’attitude envers l’hôtel, l’intention de réserver une chambre et l’intention de recommander l'hôtel. Confrontant cette théorie à un examen approfondi, nous avons dégagé des hypothèses de recherche faisant le lien entre les variables dégagées de la revue de la littérature. Nous avons aussi effectué des choix méthodologiques tels que l’utilisation d’un design de recherche causale et développé un plan expérimental. De plus, nous avons vérifié la fidélité et la validité de l’instrument de mesure à l’aide de l’alpha de Cronbach. Nous avons aussi choisi le traitement statistique le plus approprié, en l’occurrence l’analyse de variance.
L’analyse des résultats nous a permis d’accepter plusieurs de nos hypothèses. Ainsi, nos résultats confirment les hypothèses H1, H2 et H2a. Ces résultats permettent également de confirmer partiellement les hypothèses H2b, H3 et H3a. Par conséquent, nous considérons avoir atteint l’objectif de cette étude. Effectivement, l’objectif était de savoir si les réponses des gestionnaires d’hôtels aux commentaires négatifs mis en ligne influençaient l’attitude des consommateurs envers l’hôtel, leur intention de réserver et leur intention de recommander. En ce sens, nous avons observé que les réponses avaient une influence sur l’attitude des consommateurs, sans égard au type d’échec de service rapporté dans le commentaire négatif. De plus, les réponses ont un impact sur l’intention de réserver une chambre lorsque l’échec de service concerne l’interaction avec le personnel de l’hôtel. Nous avons aussi découvert que les réponses accommodantes étaient perçues plus favorablement que les réponses

défensives. Néanmoins, la différence entre les deux types de réponses n’était pas significative pour l’attitude envers l’hôtel, l’intention de réserver et l’intention de recommander.
D’un point de vue managérial, l’amélioration de la connaissance sur les réponses appropriées aux commentaires en ligne aidera, nous l’espérons, les gestionnaires dans l’élaboration de stratégies marketing sur les médias sociaux. Sur le plan théorique, cette étude aide à comprendre le comportement des consommateurs sur les médias sociaux et leurs réactions aux contenus qu’ils y trouvent.
